THE BUSINESS GOAL WE CRAFTED:<\/strong> Increase satisfaction ratings from 67% in 2018 to 90% in 2019, by maintaining an escalation ratio of 40% of all calls (+\/- 2%), with at least 95% of escalated calls meeting escalation criteria. THE REAL-WORLD ACTIONS WE IDENTIFIED:<\/strong> In order to achieve the business goal, CSRs must be able to:<\/p>\n<ul class=\"doubleindent\">\n<li>Identify the escalation triggers of spoken words, tone of voice, and\/or situation<\/li>\n<li>Research the caller\u2019s history to see if they have called previously about the situation<\/li>\n<li>Take notes that will be helpful to the person to whom the call is escalated<\/li>\n<li>Listen empathetically and ask follow-up questions to gain clarifying information<\/li>\n<li>Empathize, restate the issues, and set expectations with the caller<\/li>\n<li>Finalize notes and escalate (<a href=\"https:\/\/www.smartbuilder.com\/blog\/real-world-elearning-challenge-improve-call-center-customer-satisfaction-3\/\">Read the full third post<\/a>)<\/li>\n<\/ul>\n<p><strong>Now Do We Write Content?<\/strong><br \/>\nWe\u2019ve mapped business goal and real-world actions. Is it time to start writing content? No. Taking this route \u2013 adding content immediately after identifying behaviors \u2013 is a sure-fire way to develop a content-centric course that offers minimal engagement or practice opportunities.<\/p>\n<p><strong>So What DO We Do Next?<\/strong><br \/>\nWe need to create practice activities that support the learner skill or behavior. Here\u2019s how we do it:<\/p>\n<p><strong><em>Brainstorm<\/em><\/strong><br \/>\nWe brainstorm ideas with our client, SMEs, representative learners, and our own team (we might include ID, developer, perhaps graphic designer and project manager). Brainstorming generates ideas that can be quickly sketched.<\/p>\n<p><strong><em>Sketch<\/em><\/strong><br \/>\nWe sketch activities informally, sometimes using pencil and paper! We might use Google slides or PowerPoint and various shapes to represent the bare bones of the activity. Sketches need not look pretty. After we review the activity sketches with client and SMEs, we move on to create prototypes of the activities.<\/p>\n<p><strong><em>Prototype<\/em><\/strong><br \/>\nPrototypes are functional interactions, which we usually develop using the SmartBuilder authoring tool. They may include \u201cscratch\u201d content. They do not look pretty. They are created rapidly, reviewed, tested, and either refined or discarded. When we invest lots of time in making a prototype look good, or pouring \u201creal\u201d content into it, we tend to become attached to it. This makes it harder to be open to tweaking or even scrapping the prototype if it doesn\u2019t test well.<\/p>\n<p>The keys to successful prototyping are:<\/p>\n<ul>\n<li>Brainstorm<\/li>\n<li>Focus on the interaction. Is it relevant? Is it challenging?<\/li>\n<li>Test on representative learners<\/li>\n<li>Be willing to modify or discard a prototype; iterate<\/li>\n<\/ul>\n<p>For more information on prototyping vs. storyboarding, see our previous <a href=\"https:\/\/www.smartbuilder.com\/blog\/design-challenge-1-part-4-of-4-create-learning-activities-that-work\/\">Design Series Post #4<\/a> .<\/p>\n<p><strong>Examples of Prototypes<\/strong><br \/>\nLet\u2019s look at a few examples of what we sketched and prototyped for our client.<\/p>\n<p><strong><em>Prototype of Practice Activity 1<\/em><\/strong><br \/>\nBehaviors this activity was designed to address:<\/p>\n<ul>\n<li>Identify the escalation triggers of spoken words, tone of voice, and\/or situation,<\/li>\n<li>Research the caller\u2019s history to see if they have called previously about the situation<\/li>\n<li>Take notes that will be helpful to the person to whom the call is escalated.<\/li>\n<\/ul>\n<p>In this activity, learners must take notes while listening to a recorded customer call. The notes should include anything that would trigger escalation. The learner must also research the caller\u2019s history.<\/p>\n<p>Earlier iterations of this prototype allowed the learner to pause playback of the recorded call. User testing revealed that this was \u201cbogus\u201d \u2013 CSRs cannot pause callers in real life, as much as they may wish to do so! So, we eliminated that element of the prototype. This type of feedback is indispensable \u2013 do not skip the testing step!<\/p>\n<p>Also, the notes were not initially populated with any information. The learner had to listen for basic information, such as the caller\u2019s name, while at the same time noticing anything that might be an escalation trigger. After several user tests, we learned that this basic information is displayed on the CSR\u2019s screen. To make the activity as realistic as possible, we added the information.<\/p>\n<p>You can <strong><a href=\"\/\/www.smartbuilder.com\/examples\/Blog-Design-Challenge\/index.htm\" target=\"_blank\" rel=\"noopener\">view the prototype here<\/a><\/strong>.<\/p>\n<p><a href=\"\/\/www.smartbuilder.com\/examples\/Blog-Design-Challenge\/index.htm\" target=\"_blank\"><img decoding=\"async\" loading=\"lazy\" class=\"alignleft size-full wp-image-338\" src=\"http:\/\/www.smartbuilder.com\/blog\/wp-content\/uploads\/2018\/10\/Prototype_customer_service.png\" alt=\"customer service elearning prototype\" width=\"578\" height=\"346\" srcset=\"https:\/\/www.smartbuilder.com\/blog\/wp-content\/uploads\/2018\/10\/Prototype_customer_service.png 578w, https:\/\/www.smartbuilder.com\/blog\/wp-content\/uploads\/2018\/10\/Prototype_customer_service-300x180.png 300w\" sizes=\"(max-width: 578px) 100vw, 578px\" \/><\/a><\/p>\n<p><strong><em>Prototype of Practice Activity 2<\/em><\/strong><br \/>\nBehaviors this activity was designed to address:<\/p>\n<ul>\n<li>Listen empathetically and ask follow-up questions to gain clarifying information<\/li>\n<li>Take notes that will be helpful to the person to whom the call is escalated<\/li>\n<\/ul>\n<p>You may have noticed that the second behavior was also addressed in the previous activity. That\u2019s ok! The ratio of activities to actions can be one-to-one, one-to-many, or many-to-one.<\/p>\n<p>In this activity, the learner\u2019s challenge is to ask follow-up questions to gain clarifying information. The information can be added to the notes.<\/p>\n<p><strong><em>Prototype of Practice Activity 3<\/em><\/strong><br \/>\nBehaviors this activity was designed to address:<\/p>\n<ul>\n<li>Help the learner respond with empathy<\/li>\n<li>Restate issues<\/li>\n<li>Set callback expectations<\/li>\n<\/ul>\n<p>This activity deals with wrapping up the call. The learner must select the best two phrases that would demonstrate empathy, restate the issues, and set expectations with the caller.<\/p>\n<p>Remember, we use placeholder content at this stage. The more refined the content at this stage, the more our testers and reviewers become fixated on wording and grammar, when we need them to focus on functionality. The real content that we will later elicit for our first complete build will include the two correct answers, as well as three or four plausible, but incorrect, \u201cdistractor\u201d phrases.<\/p>\n<p>At the end of the activity, the learner is again given the chance to add to their notes before moving on.<\/p>\n<p><strong><em>Prototype of Practice Activity 4<\/em><\/strong><br \/>\nBehaviors this activity was designed to address:<\/p>\n<ul>\n<li>Help the learner craft a summary for escalation handoff<\/li>\n<li>Familiarize the learner with CARP \u2013 writing a summary that is Complete, Accurate, Relevant, and Professional<\/li>\n<\/ul>\n<p>This activity provides the learner the opportunity to practice writing a summary before escalating the call. The summary must follow the guidelines of CARP &#8211; Complete, Accurate, Relevant, and Professional. The learner can compare their summary with a model summary to see if they\u2019ve included appropriate information and kept the tome professional.<\/p>\n<p><strong>And That\u2019s a Wrap<\/strong><br \/>\nOf course, the design and development process doesn\u2019t end with prototyping, but our Design Challenge Series 2 does.
